What is Automatic Call Distribution (ACD)?
Automatic Call Distribution (ACD) is the system that decides which available agent or extension an incoming call should be routed to, based on rules you define, rather than every call simply ringing every phone or going to whoever happens to be free first. It's the core technology behind any business with a call queue, support line, or sales team receiving inbound calls.
How ACD Actually Distributes Calls
Rather than a simple "ring everyone" approach, ACD applies specific routing logic, commonly one of these strategies:
- Round-robin, calls distributed evenly in rotation across available agents
- Longest idle, routed to whichever agent has gone longest without taking a call, keeping workload fair
- Skills-based routing, calls routed to agents with specific skills or language ability matching the caller's need
- Priority-based, certain callers (VIP customers, specific account tiers) routed ahead of the general queue

This is where ACD earns its value beyond simple routing: proper queue management, hold music or informational messaging, estimated wait time announcements, and configurable overflow rules (routing to voicemail, a different team, or a callback offer after a certain wait threshold) rather than callers simply hearing a busy tone or endless unanswered ringing.

A meaningful part of ACD's value is the data it generates: call volume by time of day, average wait times, abandonment rates (callers hanging up before reaching an agent), and individual agent performance metrics.
